Whether waiting for a bus, queuing at a supermarket checkout, or sitting in a hospital waiting room, most people find the experience unpleasant out of all proportion to the actual time involved. Researchers who study the psychology of waiting have discovered that this reaction is driven not primarily by how long we wait but by how the wait feels — and that surprisingly small changes in the design of the waiting experience can dramatically alter our perception of it.
One of the earliest and most influential findings in this field came from studies of elevator complaints in a New York office building during the 1950s. Tenants were frustrated by long waits for the lifts, and engineers initially explored expensive mechanical solutions. A psychologist, however, suggested installing mirrors beside the elevator doors. The complaints dropped sharply — not because the lifts arrived any faster, but because people were distracted by their own reflections and the wait felt shorter. The problem had been reframed: rather than reducing the actual duration, the solution addressed the perceived duration.
Subsequent research has identified several key principles that govern how people experience waiting. Unoccupied time feels longer than occupied time, which is why airports install televisions and restaurants offer bread before the main course. Uncertain waits feel longer than known waits, explaining the effectiveness of progress bars on screens and estimated arrival times on transport apps. Unfair waits feel longer than equitable ones, which is why the single serpentine queue — where one line feeds multiple service points — is generally preferred over parallel queues, even when the average waiting time is identical.
Anxiety also plays a significant role. Waiting for medical test results, for example, feels far longer than waiting for a table at a restaurant, even if the clock shows the same number of minutes. The emotional weight attached to the outcome amplifies the discomfort of the wait. Similarly, unexplained waits generate more frustration than those accompanied by a reason, however brief. A simple announcement that a train is delayed due to a signal failure reduces passenger irritation more effectively than silence, even though the information does nothing to shorten the delay.
These insights have found wide application in service design. Theme parks use winding, visually stimulating queue paths to make long waits more bearable. Airlines have discovered that passengers complain less about a longer walk to a distant baggage carousel followed by a short wait than about a short walk followed by a long wait, because walking feels like progress while standing still feels like wasted time. The lesson, repeated across industries, is consistent: managing the psychology of a wait is often more effective — and considerably cheaper — than reducing the wait itself.
